Review problems

How to reply to a negative Google review

You are writing for the next customer, not for the person who wrote the review.

A reply is not a rebuttal. It is evidence, for everyone who reads the profile afterwards, that the business is organised, calm and worth contacting despite one bad entry.

That is why replies should be short, factual and free of any argument about what happened.

A structure that works

Three or four sentences is usually enough, and longer replies read as defensive.

  • Acknowledge the experience without confirming or denying the specific claims
  • State what your process is: how complaints, refunds or repairs are handled
  • Invite a private conversation, and give a route that does not require them to engage publicly
  • Sign off as the business, not as an individual who can be named

Replying while a removal request is pending

A factual reply does not harm a report. Google assesses the review's content, not your answer to it, and the two processes run independently.

  • Do not mention that you have reported the review, and do not ask the reviewer to take it down
  • Avoid arguing the same points you are relying on in the report, since a public contradiction invites a response
  • If the review is later removed, the reply attached to it no longer appears

What never to publish

These mistakes appear constantly, and each one does more damage than the review.

  • Speculating about who the reviewer is, or accusing them of being a competitor
  • Revealing private information: names, bookings, appointment times, account details
  • Offering money, refunds or discounts publicly in exchange for removal
  • Sarcasm, defensiveness or a lecture about how hard your industry is

Questions we get asked

No. Google assesses the review's content against policy. Your reply is not part of that assessment, so you can answer the review while a case is open.

Yes. Owner responses can be edited or deleted, which is worth remembering if you reply while upset. Writing it, waiting an hour, then posting is a sound habit.

A brief, factual reply shows readers you are engaged, but keep it short and never argue about the reviewer's identity. The report is where that argument belongs.
